<p><span style="color: #0000ff;">After all this time and effort and drama, a saving of just $126 per year seems pretty paltry.</span></p>
<p><span style="color: #0000ff;">It doesn’t really inspire me to forge a 40-year alliance with ABank that showers us both in riches.</span></p>
<p><span style="color: #0000ff;">I think I may have to wait to see what the Choice initiative comes up with.</span></p>
<p><span style="color: #0000ff;">If it turns out that you guys really have done the best you can for me, I’ll accept my $126 with grace and apologise humbly for wasting everyone’s time.</span></p>
<p><span style="color: #0000ff;">If, however, Choice turns up a raft of significantly better deals, I’ll probably feel very let down that you guys couldn’t do likewise for me ahead of time.</span></p>

<p>It’s my preference to do it by phone, Paul. Now, before we start: this call may be recorded for training purposes &#8230;</p>

<p>I got off the phone and DMed my bank. Having since deleted our DMs in frustration. it went something like this:</p>

<p>I’m so sorry! I specifically requested them not to call you.</p>
<p><span style="color: #0000ff;">I appreciate your efforts, and I realise big systems can thwart good intentions. But I feel I’m flogging a dead horse here.</span></p>
<p>I’m still really keen to help you.</p>
<p><span style="color: #0000ff;">Thank you, but never mind. It’s futile. I’ve wasted enough time on this exercise.</span></p></blockquote>

<p>In a fit of pique, I then un-followed my bank, making it impossible for them to DM me. I scanned the public Twitter domain (where we’d met) to see if they’d try a shout out, but they didn’t.</p>

<p>The next day, after writing Part 1 of this story, I realised my un-follow was churlish.</p>
<p>I was also possibly doing myself out of a (happy?) ending.</p>
<p>So I re-followed my bank. They were still following me, so my next DM got through (verbatim):</p>

<p>To help me get the information you are after regarding interest rates can I ask that you explain what you are after in terms of your lending.</p>
<p>For example the Line of Credit is not actually a product offered by SomeBank* so we can not offer a comparison. However perhaps if we change it to variable rate loan we maybe able to offer something on the interest rate?</p>
<p>Just so you know I have already been in touch with your banker regarding your loans so we can see what we can do for you, he just wants a little background information so he can respond appropriately. Also we will communicate as much as possible via email however there maybe times where it is best to chat via the phone.</p>

<p>I’ve been <a href="http://smh.domain.com.au/real-estate-news/blogs/talking-property/lenders-working-hard-to-hang-onto-customers-20110607-1fpxu.html" target="blank">reading</a> with increasing frequency that it’s a fabulous time to negotiate a better interest rate with your lender.</p>
<p>In a world first, <a href="http://www.choice.com.au/blog/2011/july/big-bank-switch.aspx" target="blank">Choice</a> has gone one step further by grouping borrowers for a better deal.</p>
<p>Their target was 1000 people prepared to look at switching loans.</p>
<p>In the first three days, they clocked <a href="http://theage.domain.com.au/blogs/talking-property/borrowers-rush-for-a-better-deal-20110802-1i96y.html" target="blank">10,000</a>.</p>
<p><span style="text-decoration: underline;">Very</span> interesting.</p>

<p><span style="font-size: medium;"><strong><span style="color: #3366ff;">Back Story</span></strong></span></p>
<p>I’m one of those morons who plays by the rules and believes what people say.</p>
<p>Having exhausted traditional communication channels, I took up my bank’s offer to chat via online banking.</p>
<p>After several weeks and follow ups, I got three phone calls from three bank staff in one day.</p>
<p>They began by saying they were recording me for training purposes.</p>
<p>I replied that I was recording them for blogging purposes.</p>
<p>They then said that:</p>
<ol>
<li>The lending market had indeed become more competitive.</li>
<li>I was a valuable customer that they wanted to keep.</li>
<li>To this end, they wanted to do the best they could for me.</li>
</ol>
<p>I thanked them and said what I wanted: the same interest rate that their online subsidiary bank was offering, i.e. a 0.48% reduction that’d save me $2000 per year in interest.</p>
<p>They said that because their online subsidiary was run by IT staff – not banking staff – I wouldn’t get the same service.</p>
<p>I replied that, having enjoyed no service for many years, I wouldn’t miss it.</p>
<p>Then they said their subsidiary wasn’t for business owners like me.</p>
<p>I said that if they looked after me now, I’d stay with them and let them handle my investments in the future.</p>
<p>They said they’d get back to me.</p>
<p>&#8230;</p>
<p>They didn’t.</p>
<p> </p>
<p><span style="font-size: medium;"><strong><span style="color: #3366ff;">Gloves Off</span></strong></span></p>
<p>Finally, I got fed up and <a href="http://mybrc.myobnet.com/2010/02/23/twitter-truths/" target="blank">tweeted</a>:</p>

<p>Then I signed up and tweeted:</p>

<p>Minutes later, my bank tweeted:</p>
<blockquote><p>Hi Paul, saw your tweet &#8211; can I help from here? Pls follow so we can DM* &amp; I&#8217;ll have our team follow up for you, thanks!</p></blockquote>
<p>This was new. My bank must’ve had a keyword watching brief. I was impressed, but wary. Deciding to test their mettle, I tweeted:</p>

<p>As we were chatting in the public domain, with feeds to my 16000 Twitter followers, I thought that’d be the end of it. But the bank replied:</p>

<p>I stood on the brink.</p>
<p>Phone calls had failed.</p>
<p>Online banking messages had failed.</p>
<p>Could social media be my salvation?</p>
<p>I <span style="text-decoration: underline;">had</span> to find out.</p>
<p>So I followed^ my bank, enabling them to DM me.</p>
<p>And DM they did!</p>

<p>In one of my lean years, I tried a casual brochure delivery job.</p>
<p>By faithfully obeying NO JUNK MAIL signs, I had many brochures left over.</p>

<li>Accused me of not doing my job.</li>
<li>Ordered me to ignore the signs.</li>
<li>Threatened to do spot checks in my territory.</li>
</ul>
<p>When I later found great bundles of fliers dumped in vacant lots, I realised why I wasn’t trusted.</p>
<p>I also saw other ‘walkers’ in action. (Never any kids, though; unlike decades past.)</p>
<p>Some posted so carelessly, the merest zephyr strew their stuff across the street.</p>
<p>Not a good look for the firms who’d paid to feature.</p>
<p>I wrote to several, flagging their wasted budgets.</p>
<p>A couple replied, but without enthusiasm.</p>

<p>He was forced to cancel the project.</p>
<p>He paid me for what I’d done, which was half of what I could’ve done, had I pressed on.</p>
<p>As this happened when I was just starting out, I felt the revenue loss keenly.</p>
<p><span style="font-size: medium;"><strong>Mind Altering</strong></span></p>
<p>I was asked to source <a href="http://mybrc.myobnet.com/2010/08/03/radio-get-%e2%80%98em-where-they-live/" target="_blank">radio</a> jingles for an automotive firm.</p>
<p>I offered the job to <a href="http://www.writefish.com.au/" target="blank">Adam</a>, who quoted $3000.</p>
<p>The client approved the quote and Adam pulled several all-nighters to write, perform and record some rippers in double-quick time.</p>
<p>But before I could send them to the client, she abruptly changed her mind and tried to cancel the project.</p>
<p>Fortunately, I still had her email approval, so we had her cold.</p>
<p>Had Adam waited a few days, he’d have missed out on a lucrative gig.</p>
<p><span style="font-size: medium;"><strong>Off Balance</strong></span></p>
<p>Of course, this hot-iron-striking advice flies in the face of all our warm fuzzies about taking care of ourselves in business.</p>
<p>We’ve had wonderful suggestions about negotiating realistic deadlines, <a href="../../2009/04/07/what-day-is-it/" target="blank">operating within our limits</a>, <a href="../../2011/04/21/time-in/" target="blank">maintaining work-life balance</a> and so on.</p>
<p>But as GFC II threatens, I wonder if we can afford to dawdle on such shifting sands.</p>
<p>Vexed issues are best handled by the fine minds that inhabit this space.</p>
<p>And so I put it to <span style="text-decoration: underline;">you</span>.</p>
<p><span style="font-size: medium;"><strong>Your View</strong></span></p>
<p>When you get a piece of business, do you:</p>
<p>a)    Luxuriate in the prospect and do it as, and when, you see fit.</p>
<p>b)    Seize it as if it were your last meal on earth and devour it on the spot.</p>
<p>c)    Attend to it fairly smartly, but without unseemly haste.</p>
<p>d)    Handle it some other way (please describe).</p>

<p><span style="font-size: medium;"><strong>What’s the Metagame?</strong></span><br />
The metagame comprises all out-of-game elements that affect in-game decisions.<br />
You’re playing the metagame if:</p>
<ul>
<li> Having learnt from past poker nights that I’m a bluffer, you ‘see’ me more often.</li>
<li> Having read that tanks are popular with wargamers, you proactively build anti-tank guns.</li>
</ul>
<p>So what’s this got to do with business?</p>
<p><span style="font-size: medium;"><strong>Creamed</strong></span><br />
I needed sour cream.<br />
Out of sympathy, I went to the lady grocer being crushed by the <a href="../../2010/11/18/apocalypse/" target="blank">new kid</a> on our block.<br />
She had cream, but it was a day past use-by.<br />
I asked what became of post-use-by food.<br />
She said she threw it away.<br />
Given use-by dates’ error margin, I considered this a waste and a missed recycling opportunity.<br />
So I asked if, since the cream had zero value to her, I could have it.<br />
She said I could, if I paid for it.<br />
Here the game ended, and the metagame began.</p>
<p><span style="font-size: medium;"><strong>Game On</strong></span><br />
The grocer’s reply was understandable in the context of her business.<br />
But not in the context of looming competitors and <a href="http://mybrc.myobnet.com/2010/05/13/super-%e2%80%93-can-a-fragile-misfit-expedite-the-process/" target="_blank">pedantic</a> <a href="http://mybrc.myobnet.com/2010/02/18/holey-batt-man-batman/" target="_blank">greenies</a> (the metagame).<br />
She alienated me by:</p>
<ul>
<li> Offering to sell a technically worthless item.</li>
<li> Preferring to trash food rather than generate goodwill with a regular customer.</li>
</ul>
<p>From wanting to support her, I couldn’t wait to cross the street to her rival.</p>
<p><span style="font-size: medium;"><strong>Not Just Me</strong></span><br />
This thing scales.<br />
When <a href="http://www.businessspectator.com.au/bs.nsf/Article/Retailers-to-pressure-govt-on-GST-report-pd20110103-CRNFW?OpenDocument&amp;src=mp" target="blank">big retailers</a> ran full-page ads demanding GST for <a href="http://mybrc.myobnet.com/2010/11/23/i-just-bought-a-printer/  " target="_blank">online shopping</a>, they ignored the metagame.<br />
Instead of convincing government, they <a href="http://www.couriermail.com.au/business/gerry-harvey-wrong-about-gst-for-online-sales-say-rival-retailers/story-e6freqmx-1225983863735" target="blank">alienated</a> their customers and drew even more attention to online shopping.<br />
Tiny, seemingly insignificant decisions can lose you customers for life.<br />
I grant that I’m a twitchy case. But in these tricky times, I don’t think any of us can relax in the comfort of our long-cherished (yet possibly quite perilous) perceptions.</p>

<p>If I missed a client phone call due to walking my dogs, I used to apologise and say as much.</p>
<p>Fonnie argued that my unsolicited admission would win few votes, especially from those toiling daily in windowless rooms.</p>
<p>I recognised the difference between truth and blurting and am now less forthcoming.</p>
<p> </p>
<p><strong><span style="font-size: medium;">House Call</span></strong></p>
<p>Last week I had to cancel a client meeting due to a pivotal family medical appointment.</p>
<p>Against Fonnie’s advice, I told two client representatives in broad terms what was going on.</p>
<p>One was sympathetic; the other annoyed.</p>
<p>A tie.</p>
<p> </p>
<p><strong><span style="font-size: medium;">Truth or Dare</span></strong></p>
<p>I’m fully booked for the next fortnight. Yet it’s highly likely my family will need me during this time.</p>
<p>If they do, I’ll put them first.</p>
<p>But what, if anything, should I tell clients whose deadlines I miss?</p>
<p>Have you ever phoned a supplier to be told, ‘He’s in a meeting’ and you <span style="text-decoration: underline;">know</span> he isn’t?</p>
<p>I’ve even heard (disgruntled) secretaries say, ‘He’s gone to the pub’ or ‘He’s on the toilet’.</p>
<p>I see here that discretion is preferred.</p>
<p>But if someone I seek is tending a loved one, I’d much rather be told than deceived.</p>
<p>In my book, to understand is to forgive.</p>

<p><strong><span style="font-size: medium;">Body Blow</span></strong></p>
<p>On the other hand, some people fling family matters in your face like a smoke screen.</p>
<p>When I advised our architect that her $3000 laundry plans (developed over weeks) made no provision for our washing machine, she promptly cited a miscarriage and stopped taking my calls.</p>
<p>Then there’s grey areas. For instance, does a snake bite wield less gravitas on a teen than a toddler if they’re both your <a href="http://mybrc.myobnet.com/2011/03/17/kids-in-the-kitchen/" target="_blank">kids</a>?</p>

<p><strong><span style="font-size: medium;">Help!</span></strong></p>
<p>I won’t lie to clients.</p>
<p>But I don’t wish to bore them with matters they consider irrelevant.</p>
<p>I feel my approach should be situational, but I’m crap at reading situations.</p>

<p><strong><span style="font-size: medium;">A Lot of it about</span></strong></p>
<p>Google yields 0.9 billion results for exclusive. That’s thrice more than for <a href="http://mybrc.myobnet.com/2010/01/28/breadstuck/" target="_blank">bread</a>.</p>
<p>It’s obvious exclusive is widely used in commerce. There are firms who deal in exclusive:</p>
<ul>
<li>Backpacking.</li>
<li>Photography.</li>
<li>Hardware.</li>
<li>Swimming pools.</li>
<li>Catering.</li>
<li>Wrought iron.</li>
</ul>
<p>I can’t fathom <span style="text-decoration: underline;">who</span> these firms are excluding, unless it’s prospects who are old, ugly, unco, poor, fat or frail. (That’s me gone!)</p>
<p>In these fragile times, it’s hard to imagine vendors knocking back anyone with a great wad of cash in their hand.</p>
<p>Am I being too literal again?</p>
<p> </p>
<p><strong><span style="font-size: medium;">Raw Deal</span></strong></p>
<p>The same reasoning applies to exclusive deals. I’ve <span style="text-decoration: underline;">never</span> seen a deal that excluded anyone who had the loot to pay for it.</p>
<p>One furniture chain advertises their wares as ‘exclusive, not expensive’.</p>
<p>I’ve since found the same claim for products as diverse as paint, flowers, kitchens and real estate.</p>
<p>What the hell does it all mean?</p>
<p> </p>
<p><strong><span style="font-size: medium;">Limited Patience</span></strong></p>
<p>A further ploy is the use of ‘limited edition’ on everything from cars to laptops to numbered, collectable (adorable!) hand-painted newborn porcelain dolls with (gorgeous!) lifelike eyelashes.</p>
<p>I understand that creating an illusion of scarcity is a tactic to drive up price.</p>
<p>But does anyone really believe there aren’t 50 spare container loads out the back for every limited-edition product on offer?</p>
<p> </p>
<p><strong><span style="font-size: medium;">Setting Limits</span></strong></p>
<p>In my business, I <a href="http://mybrc.myobnet.com/2010/03/23/what-clients-do-you-want/" target="_blank">exclude</a> clients who lie, <a href="http://mybrc.myobnet.com/2009/09/29/it%e2%80%99s-a-knockout/" target="_blank">play mind games</a>, set impossible deadlines, <a href="http://mybrc.myobnet.com/2010/01/14/qui-ckon-ceo-ver/" target="_blank">devalue my work</a> or fail to <a href="http://mybrc.myobnet.com/2009/05/19/coming-to-terms/" target="_blank">pay</a>.</p>
<p>But I exclude them after they <a href="http://mybrc.myobnet.com/2010/03/02/blood-money/" target="_blank">actually do</a> these things, not before they’ve even picked up the phone.</p>
<p>These days, the original exclusive brands like Louis Vuitton (1854) and Swarovski (1895) are anything but. (Especially in Japan, where they’re crazy for the stuff.)</p>
<p>These and other formerly exclusive names have become so endemic, they’re now called luxury brands. That doesn’t stop the hordes forking out top dollar for them.</p>
<p> </p>
<p><strong><span style="font-size: medium;">Come in, Spinner!</span></strong></p>
<p>So, exclusive; is it a:</p>
<ul>
<li>Hollow echo of the past?</li>
<li>Throwaway term tacked on to evoke caché?</li>
<li>Fair dinkum statement of business practice?</li>
</ul>
<p>Do you exclude customers from your company?</p>
<p>If so, is the exclusion explicit or situational?</p>
<p>Can you name <span style="text-decoration: underline;">one</span> brand or product for which exclusivity is a legitimate commercial device?</p>
<p>Space is limited (as is time).</p>
<p>So don’t miss out &#8230;</p>

<p>I’m pretty miffed at <a href="http://mybrc.myobnet.com/2010/06/29/lessons-shared/" target="_blank">eBay</a>.</p>
<p>Yet again, a firm has punished my loyalty by excluding me from special deals offered to new customers.</p>
<p>We’ve seen this <a href="http://mybrc.myobnet.com/2010/10/19/goodbye-old-friend/" target="_blank">time</a> and <a href="http://mybrc.myobnet.com/2009/09/17/divided-loyalties/" target="_blank">time</a> again.</p>
<p>My latest experience teaches the value of:</p>
<ol>
<li>Avoiding sudden moves.</li>
<li>Keeping customers informed.</li>
<li>Ensuring <span style="text-decoration: underline;">your</span> definition of ‘good’ matches <span style="text-decoration: underline;">theirs</span>.</li>
</ol>
<p>We’ll also see how ‘online chat help’ stacks up.</p>
<p><strong><span style="font-size: medium;">Good News</span></strong></p>
<p>It began so well &#8230;</p>
<p>After seven years of dedicated eBaying, I’d earned a 100% approval rating from 391 customer reviews. (And if you’ve endured the cretins who try to rort eBay, you’ll know this is quite a feat.)</p>
<p>So I was delighted when <span style="color: #2851cc;">eBay </span>unilaterally tacked a PowerSeller logo to my name. I clicked it to learn that:</p>

<p>Yep! I thought. That’s me alright! Nice one, eBay. So what do I get? What do I get? <img src='http://mybrc.myobnet.com/wordpress/wp-includes/images/smilies/icon_smile.gif' alt=':)' class='wp-smiley' /> </p>
<p><strong><span style="font-size: medium;">Bad News</span></strong></p>
<p>What I got was an email offering a weekend of FREE ads.</p>
<p>This didn’t look like a PowerSeller-specific offer, but I was still eager to take the win.</p>
<p>It was timely, as I had 22 unsold items ready to relist.</p>
<p>I started to do so, only to find my ads were <span style="text-decoration: underline;">not</span> going up for free.</p>
<p>After some exploration, I found fine print which said the offer <span style="text-decoration: underline;">excluded</span> PowerSellers!</p>
<p>I was literally being punished for being a good guy.</p>
<p>We were only talking a few bucks, so I was confident of negotiating a solution via eBay’s online help chat.</p>

This upset me, as I&#8217;ve just become a PowerSeller and I feel I&#8217;m being punished for my loyalty, while lesser eBayers are getting a better deal. Is this the case, or do I have my wires crossed?</p>

<p>Yes. The fine print says: *Not available to Store subscribers, accounts registered outside Australia, PowerSellers and business registered sellers.</p>

<p><span style="color: #2851cc;">Yes for any offers there are terms and conditions also qualification just like of becoming a power seller.</span></p>

<p><span style="color: #2851cc;">Much reduced than regular sellers.</span></p>
<p>How much?</p>
<p><span style="color: #2851cc;">It depends on your Powerseller Status as you were given discounts.</span></p>
<p><span style="color: #2851cc;">Also if you have a store insertion fees and final value fees are lesser too./</span></p>
<p>Right. Would you concede that, whatever discounts I now receive as a PowerSeller, they&#8217;re not quite as attractive as FREE?</p>

<p>Right. Would you also agree it&#8217;s a bit ordinary that, after 7 years, 391 positive comments and a 100% positive approval rating, it&#8217;s not unreasonable for me to wish I could enjoy the weekend benefit lesser eBayers are receiving as we speak?</p>

<p>When eBay made me a PowerSeller, they didn’t consult me or explain the terms.</p>
<p>They assumed the new ‘benefits’ (of which I’m still unaware) transcended those I’d enjoyed as a lesser mortal.</p>
<p>Obviously they were wrong, and I feel decidedly unspecial about my treatment.</p>
<p>A celebration of steadfast loyalty has been botched for the sake of policy, procedure and a few bucks.</p>
<p>Nor do I feel keen to press on with further sales.</p>
<p>Maybe it’s time for a <a href="http://mybrc.myobnet.com/2010/10/28/can-you-kill-a-category-killer/" target="_blank">change</a>.</p>

<p>It’s the best thing Sensis have ever sent me.</p>
<p>I achieved a paperless state via this site:</p>

<p>It’s simple and elegant and it works much better than a phone call or email.</p>
<p>I’ll have to do it all again in three years, but I’ll take the win for now.</p>

<p>So it’s hats off to Sensis.</p>
<p>They listened to their public and took effective, positive action. Eventually.</p>
<p>I no longer feel annoyed at this crowd due to one of their products.</p>
<p>This frees me to enjoy other Sensis offerings, like <a href="http://www.whereis.com/index.htm?ref=ssnav" target="_blank">WhereiS</a> – which is very handy.</p>
<p>What’s more, Sensis have just launched a <a href="http://www.speakingsensis.com.au/news/sensis-releases-new-yellow-pages-app-for-ipad-1895.html" target="_blank">Yellow Pages app</a>.</p>
<p>This excites me, as it provides even less reason to fell a forest each year.</p>
<p>It also shows Sensis are more hip to the groove than I thought.</p>

<p><strong><span style="font-size: medium;">Lining Up?</span></strong></p>
<p>I believe future firms will live or die by this kind of flexibility.</p>
<p>I also see this episode as another pointer to the demise of print publications.</p>
<p>You may disagree, but when was the last time you held an encyclopaedia?</p>
<p>It’s probably safer to say that businesses who go digital to keep pace with customer preferences are more likely to be around ten years hence.</p>
<p>That includes us.</p>
